How we approached it

Turning reputation into a system rather than a scramble

The client's reputation work was entirely reactive. Someone remembered to ask a happy patient occasionally, negative reviews were discovered days later, and there was no way to see whether one location or one clinician was dragging the average down.

Timing did most of the heavy lifting. Review requests were triggered from the practice-management system based on what actually happened at the appointment — a completed hygiene visit behaves very differently from a difficult procedure or an unresolved billing conversation — and suppressed where a request would have been inappropriate. That single change moved volume more than any amount of message rewriting.

Reviews from Google, Facebook and the healthcare directories were pulled into one queue with location and provider attached, so nothing was found three weeks later because nobody had checked a particular profile. Low ratings escalated immediately to the responsible manager with the visit context attached, because most negative reviews are recoverable within a day or two and almost none are after a fortnight of public silence.

Response drafting was built with HIPAA in mind, which is the part practices most often get wrong. A public reply confirming that someone is a patient or referencing their treatment is a disclosure, so drafts acknowledge and move the conversation offline without revealing anything, and a human approves before posting.

Reporting was cut by location and by provider rather than presented as a single company-wide average — which is what let the client see that one site's rating was being carried by a single associate, and act on it.

The client

A multi-location dental brand with a lot of satisfied patients but no consistent way to turn that goodwill into the public reviews that drive new-patient decisions.

The challenge

Online reputation is one of the first things a prospective patient checks, and it has to hold up at every location. Asking for reviews was manual, inconsistent, and easy to forget — so most happy patients never left one.

  • Review requests were ad hoc and depended on staff remembering to ask.
  • Reputation was scattered across locations, with no single place to watch it.
  • Most happy patients simply never got prompted, so their goodwill stayed invisible.
  • Anything new had to fit the patient communications the brand already used.

What we built

We started in Figma, mapped the real patient-communication flow first, and integrated into the existing system with the brand's feedback shaping each iteration.
